Learning objectives
- Collaborate across technical and commercial roles
- Escalate with actionable evidence
- Tie expansion to a distinct customer need
The mental model
Customers trust an advisor who is useful when the answer is inconvenient. That means acknowledging uncertainty, following through on commitments, and involving the right colleagues before a problem escalates. Team obsession is not agreeing with everyone. It is sharing evidence, making ownership clear, and disagreeing in a way that helps the group decide. The Account Executive brings commercial context; support brings incident patterns; product teams bring capability and roadmap context; the customer brings operational reality. Expansion should arise from a newly understood need and demonstrated value. Selling another capability to compensate for an unresolved deployment problem usually damages the relationship and creates more work for everyone.
How it works
Maintain a shared account technical record with current architecture, stakeholder goals, validated capabilities, open risks, and next decisions. Use concise updates that separate customer impact, verified facts, working hypotheses, and requests for help. Escalations should include reproduction steps, request identifiers, timestamps, configuration context, severity, and the mitigation already attempted. This lets a specialist contribute without repeating discovery.
Commercial collaboration requires boundaries. Technical practitioners can quantify potential value and explain tradeoffs, but should not invent contractual guarantees or commit product roadmap dates. When a customer asks for an unavailable capability, capture the underlying job they need done and assess a supported alternative. If no sound alternative exists, say so and document the gap. For expansion, inspect whether the current deployment has achieved its promised outcome and whether another workload has a distinct problem. A useful recommendation names that problem, the proposed capability, the implementation effort, and an outcome metric. This is general engagement practice, not a claim about Cloudflare's internal account model. In a senior role, your ability to make others effective is part of the technical result, especially when several teams own different segments of the request path.
Applied example · hypothetical
Hypothetical example: an account team wants to introduce Zero Trust while the customer is frustrated by unresolved WAF false positives. You propose a joint plan: stabilize the current application policy with security operators, publish the evidence and owner, then hold a separate discovery session about contractor access. The second conversation may reveal a valid need, but its success criteria should stand on their own. You have protected both the existing relationship and the quality of the new opportunity without treating technical honesty as opposition to commercial goals.
In a customer engagement
In a Cloudflare account discussion, connect an additional service to an observed workload problem and invite the appropriate specialist. Explain what you know from documentation and what still requires validation. Send useful internal context before bringing a colleague into a customer meeting. This shows customer ownership while respecting the expertise and responsibilities of the broader team.
Interview relevance
Behavioral questions about conflict are opportunities to show evidence-based collaboration. Describe the shared goal, disagreement, information you gathered, and how the team reached a decision. Use only real personal outcomes. If an outcome is unmeasured, explain what changed observably without inventing revenue, retention, or performance figures.
Common mistakes
- Withholding bad news from the account team
- Promising roadmap dates without authority
- Pursuing expansion before understanding existing friction
Key terminology
Trusted advisor — A practitioner whose guidance is credible because it is accurate, candid, and aligned with the customer outcome.
Account Executive — The account role commonly responsible for commercial relationship and sales coordination.
Expansion — Additional customer adoption or commercial scope tied to further needs and value.
Explain it without the page
- What makes an escalation easy for another engineer to act on?
- How would you disagree with an AE while preserving a shared goal?
